SMS customer support automation: how it works and what to set up

By Roman Zakharenko · Facts checked

SMS customer support automation connects a business phone number to code that reads incoming texts, answers simple questions and turns everything else into tickets. With a provider such as Twilio Programmable Messaging, each inbound text is sent to your webhook and your code replies through the API. In the US you also have to register the number and honor STOP opt-outs, or your messages get blocked.

At a glance

  • Twilio sends each incoming text to your webhook URL with fields such as From, To, Body and MessageSid.
  • Twilio says US carriers treat any message sent from a platform like Twilio as application-to-person (A2P) traffic.
  • Messages from unregistered US 10DLC numbers are blocked with error 30034, even while registration is pending.
  • Twilio handles STOP and other standard opt-out keywords by default on long code numbers.
  • One GSM-7 SMS segment holds 160 characters; a UCS-2 segment, needed for emoji, holds 70.

How SMS support automation works

You get a phone number from an SMS provider, point its incoming-message webhook at your code, and send replies through the provider's API. With Twilio Programmable Messaging, every text sent to your number becomes an HTTP request to your webhook URL. The request carries the sender in From, your number in To, the message text in Body (up to 1,600 characters) and a 34-character MessageSid you can use to fetch the message later through the REST API.

Your endpoint answers with TwiML, Twilio's XML format that tells Twilio what to do next, such as sending a reply. If your helpdesk will answer later and the bot has nothing to say, return an empty Response element so Twilio accepts the message without replying.

  1. The customer texts your support number.
  2. Twilio sends the message to your webhook.
  3. Your bot answers a common question straight away or asks for details such as an order number.
  4. Anything the bot can't resolve becomes a ticket in your helpdesk, keyed to the customer's phone number.
  5. Agent replies go back to the customer as SMS from the same number.

US registration: A2P 10DLC and toll-free verification

Twilio's documentation says US carriers consider any message sent from a platform like Twilio to be application-to-person (A2P). If you send SMS or MMS to US numbers from a standard 10-digit long code (10DLC), you must register for A2P 10DLC. Registration has two parts: a brand, which tells carriers who is sending, and a campaign, which describes the use case and how people opt in, opt out and get help. Once the campaign is approved, you add your number to the Messaging Service linked to it.

Registration isn't optional paperwork. Twilio blocks US-bound messages from 10DLC numbers that aren't tied to an approved campaign, including numbers whose registration is still pending, and its messaging rates still apply to the blocked messages. Toll-free numbers go through a separate process called Toll-Free Verification.

What Twilio requires before you text US customers
Sender typeRequirementWhat happens without it
10DLC long codeApproved A2P 10DLC brand and campaign, with the number in the campaign's Messaging ServiceMessages are blocked with error 30034
10DLC, sole proprietorSame registration, but a sole proprietor campaign can have only one registered 10DLC numberExtra numbers in the Messaging Service stay unregistered

Twilio handles standard English opt-out keywords for you on long code numbers. Its documentation lists STOP, UNSUBSCRIBE, END, QUIT, STOPALL, REVOKE, OPTOUT and CANCEL, matched regardless of case. Twilio sends a standard confirmation, and your messages stop reaching that number until the customer texts START. On toll-free numbers, only START and UNSTOP re-subscribe a customer. Advanced Opt-Out, which is off by default, lets you customize keywords and replies on a Messaging Service, though reserved keywords such as START can't be removed.

Make sure your bot sends nothing further to a customer who has opted out. US rules also cover this. The FCC's 2024 order (FCC 24-24) says consumers can revoke consent to robocalls and robotexts by any reasonable means, that a reply such as stop, quit, end, revoke, opt out, cancel or unsubscribe counts as reasonable, and that revocations must be honored within a reasonable time of no more than ten business days. In 2026 the FCC adopted a further order (FCC 26-67) that lets callers designate one automated revocation method, such as a reply text with standard words like stop, quit or unsubscribe, provided the method is clearly disclosed, and it asks for comment on shortening the time limit. Check which version of the rules is in effect when you launch.

This is a summary of the FCC rule text, not legal advice. Check the current rules with your own counsel before you send automated texts to US customers.

Message length and segments

SMS is sent in segments, and each segment is billed, so the length of your bot's replies affects cost. Twilio's documentation gives these limits:

SMS segment sizes from Twilio's documentation
EncodingSingle messagePer segment when splitWhen it's used
GSM-7160 characters153 charactersText that only uses the GSM-7 character set
UCS-270 characters67 charactersAny message with at least one character outside GSM-7, such as an emoji

One non-GSM-7 character switches the whole message to UCS-2, not just that character. Emoji, smart quotes and long dashes are common causes, which matters when a bot copies answers from help center articles. Twilio's Smart Encoding can replace some of these characters with GSM-7 equivalents. Outgoing message text can be up to 1,600 characters, but short replies with a link to the full article usually work better.

Connecting SMS to your helpdesk

Zendesk offers SMS as Zendesk Text. A text sent to your Text number creates a ticket automatically, and public replies on that ticket go back to the customer as texts. Zendesk also says that texts to US consumers from unregistered numbers will be blocked, so A2P 10DLC registration applies there too.

If your helpdesk has no SMS channel, or you need logic the built-in one doesn't offer, a small service in the middle can handle it. It receives the Twilio webhook, runs the bot, creates or updates tickets through the helpdesk API, and sends agent replies back through Twilio.

How TascaLab can help

TascaLab's listed bot channels are website, phone, WhatsApp, Telegram, Facebook Messenger and Instagram. SMS isn't on that list, but other channels with an API can be scoped on the free 30-minute Health Check call. TascaLab builds on top of the tools you already use, such as Zendesk, Freshdesk, Jira and Slack, through APIs, webhooks and Make or n8n. A Starter Chat Bot is $400 for one or two channels and a Standard Chat Bot is $575 for three to five. Every project includes 30 days of post-launch support, basic documentation and no hidden fees, and most setups take 1–3 weeks.

Frequently asked questions

Do I need A2P 10DLC registration for an SMS support bot?

Yes, if you send SMS or MMS to US numbers from a 10-digit long code through a platform like Twilio. Twilio blocks US-bound messages from unregistered 10DLC numbers with error 30034, including while registration is pending.

What happens when a customer texts STOP?

On long code numbers Twilio handles STOP and other standard opt-out keywords by default. It sends a confirmation, and your messages stop reaching that number until the customer texts START.

Why did a short message count as two segments?

It probably contained a character outside GSM-7, such as an emoji or a smart quote. That switches the whole message to UCS-2, which fits only 70 characters in a single segment.

Can I use a toll-free number instead of a 10DLC number?

Yes, but it needs Toll-Free Verification. Until it's approved, messages to US and Canadian mobile numbers fail with error 30032.
